Assessing service quality through audit evidence

A service report shows green indicators while complaints keep reaching the service desk: an audit examines how well the evidence matches the agreed requirements. Practical questions about service desk management, SLAs and IT operations can be explored using the Lead Auditor course’s audit approach. You learn to prepare audit questions, conduct interviews and formulate substantiated findings. If your team already works with ITIL, this perspective can usefully complement that practice: ITIL can support implementation, while the audit assesses conformity with ISO/IEC 20000-1 requirements. The intended PECB credential remains subject to its examination and experience requirements. It does not confer ITIL certification.

Practice example: Tracing an emergency change during an audit

EasyELEarning Academy created this fictional example for illustration. It is not an official PECB exercise and does not promise that this particular case will be covered in your booked course.

Scenario

An IT provider operates a retailer’s dispatch application. Following an outage, an interface is changed urgently. Service resumes, but the change request, approval and deployment record show inconsistent times. The service owner says the designated emergency process was followed. An internal procedure identifies who may authorise such changes and review them afterwards.

Your task

Define the service and period under review. Build a timeline from the fictional change request, risk assessment, deployment record and follow-up review. Distinguish documented events from unresolved questions. Then identify which statements can be tested against the agreed audit criteria. Prepare separate questions for the service owner and operations team, particularly about approval, recovery and subsequent evaluation.

Possible result

A concise working paper links each relevant requirement to evidence and a reasoned assessment. For example, a late timestamp may indicate either a delayed decision or the later recording of an earlier decision. Further evidence can resolve that uncertainty. This shows how an initial discrepancy can develop into a substantiated audit finding.

Relevance and limits

The example illustrates evidence assessment and interview preparation in a service management audit. It contains no predetermined nonconformity and cannot replace the complete standard requirements or an investigation of the actual organisation.

Who should attend?

Professionals working in it service & governance, with responsibilities appropriate to the selected course level.

Prerequisites

A basic understanding of ISO/IEC 20000-1 requirements and comprehensive knowledge of audit principles are required.

Course structure and delivery

The full course follows the 5-day PECB agenda. Learn live with a qualified trainer through exercises, discussion and practical cases. Online and classroom delivery cover the same content. Examination scheduling is agreed in line with the course agenda.

Online sessions are delivered live using alfaview. The Odoo portal provides course information and materials. Dates, teaching language and classroom location are agreed before the course starts.

Materials, examination and certification

The full course includes official PECB training materials, tuition in the selected format and the first PECB examination attempt.

The course prepares you for the PECB examination for ISO/IEC 20000 Lead Auditor. After passing the exam, you can apply for the corresponding PECB credential. PECB assesses eligibility and awards the credential. Depending on the credential level, additional evidence of professional and relevant practical experience is required. Attendance or a passed exam alone does not guarantee the full credential.

Option: 4 hours of exam preparation

An optional four-hour live exam preparation session is available for €650. It is intended for participants who are already studying independently and does not replace the complete PECB course. Materials and examination arrangements for this option are agreed separately in advance.

Teaching and examination language

Teaching languages: German, English or Hungarian. The selected teaching language is confirmed when scheduling the course. Hungarian is a teaching language for this PECB course only and is not a promised examination language. The examination language and the language of official PECB materials are agreed separately before booking.

PECB course profile and credential requirements

Frequently asked questions about this course

Is my ITIL experience enough to start Lead Auditor training?

ITIL experience is useful, but it does not replace the understanding of ISO/IEC 20000-1 requirements and audit principles expected by PECB. Before enrolling, use a familiar service to check whether you can clearly distinguish a requirement, suitable evidence and a possible nonconformity.

Am I automatically a PECB Lead Auditor after passing the exam?

No. For the regular Lead Auditor credential, PECB specifies five years of professional experience, including two in IT service management, plus 300 hours of auditing. Passing alone is insufficient. If you lack the experience, check the appropriate provisional credential and future progression with PECB.

How does the auditor's role differ from process consulting?

For practice, separate two questions: does the organisation meet a specific requirement, and how could it improve the process? The first needs defensible findings; the second opens design choices. Mixing them can turn personal preferences into supposed mandatory requirements of the standard.

How can I practise deriving reliable audit findings from service records?

Choose an anonymised service agreement and related operational records. First state exactly what is promised or required, then compare the available evidence with it. Turn unresolved points into verifiable questions instead of immediately concluding that a missing file proves an ineffective process.

How should I approach outsourced services in a practice case?

Map the handovers between the organisation and its supplier. Then ask who monitors delivery, escalates incidents and evaluates results. A supplier contract does not automatically answer every question. This preparation helps you examine interfaces without assuming the supplier is always the cause of a problem.

Does an auditor have to inspect every ticket individually?

For preparation, a reasoned selection is more useful than collecting tickets at random. Compare a routine request, an escalated case and a recurring incident, for example. Record why you selected them and what conclusions that selection can genuinely support; do not assume it proves everything.

Can this course help me move from service operations into auditing?

It can support that professional direction, but it does not replace practical audit responsibility. A useful next step is contributing to audit preparation or evidence review in your organisation and documenting your work. This builds a traceable experience record; no particular job or engagement is promised.

How is the five-day Lead Auditor offering organised?

ELA plans four teaching days and the examination within its five-day course format. Teaching is live online or in person, with dates agreed together. German, English and Hungarian are teaching languages. Available examination and official-material languages are confirmed separately before booking.
